Escalation summary for the next owner

The next owner must reconstruct symptoms, attempted fixes and unanswered questions from long customer and support threads. Engineers receive a concise escalation brief linked to the conversation and the customer issue it describes.

Systems involved

What each system contributes

Salesforce

73 actions

  • Cases12
  • Accounts10
  • Contacts10

Trigger source: Salesforce (SOQL polling)

Zendesk

52 actions

OpenAI

25 actions

Jira

Trigger source: Jira

The model step runs against the AI provider you choose, including Anthropic, Google Gemini or a model you host yourself. Anything outside a pre-built action runs through an API, protocol or database call, or as Rules + Code in Python, Bash, Go, Java, .NET, PHP, PowerShell or JavaScript/TypeScript, with the same approvals and audit.

How it starts: A support owner releases a Salesforce case or Zendesk ticket for engineering escalation.

Step by step

How the process runs

  1. 01

    Gather the linked context

Read the permitted Salesforce case and account details alongside the related Zendesk conversation.

  2. 02

    Build the technical brief

The selected model summarizes symptoms, timing, attempted fixes, customer impact and unresolved questions with source references.

  3. 03

    Separate facts from assumptions

Validation checks required sections and flags claims that lack a supporting message or record.

  4. 04

    Review the handoff

The support owner corrects the summary and confirms what information the engineering team may receive.

  5. 05

    Create the engineering work

A separate Jira step creates or updates the linked issue using the approved brief and returns its reference to the support records.

Control

Human decision and exception path

Human decision

The named support owner approves the escalation brief before it is shared with engineering. Any proposed customer commitment or change to a commercial record needs its own authorized decision, outside the summarization step.

Exception path

  • Conflicting customer statements remain explicitly disputed instead of being merged into one asserted fact.
  • Missing or inaccessible attachments are listed as evidence gaps for the next owner.
  • Existing Jira links are checked before creation so another escalation does not automatically create another issue.

Evidence

What gets audited

  • Salesforce, Zendesk and permitted attachment references.
  • Summary version and cited conversation passages.
  • Owner corrections and handoff approval.
  • Jira request, response and returned support links.

FAQ

Questions about this use case

Does Nexus replace any of these systems?
No. Each system keeps its own records. Nexus runs the process between them and records each decision.
How does the run start?
A support owner releases a Salesforce case or Zendesk ticket for engineering escalation.
What if a step is not covered by a pre-built action?
The model step runs against the AI provider you choose, including Anthropic, Google Gemini or a model you host yourself. Anything outside a pre-built action runs through an API, protocol or database call, or as Rules + Code in Python, Bash, Go, Java, .NET, PHP, PowerShell or JavaScript/TypeScript, with the same approvals and audit.
Does the engineer lose access to the original conversation?
No; the brief links to source records subject to their permissions and does not replace the underlying history.
Will internal support notes be copied to every Jira issue?
Only content approved for that destination is included; note visibility and customer confidentiality remain part of the handoff rules.
