ITSM & Engineering integration
Connect the customer case to the incident your operations team is resolving.
Nexus can link a Salesforce case with the relevant ServiceNow incident, route the operational work and return approved progress to the customer-facing team. Record relationships, field ownership and communication boundaries are defined before updates move between systems.
The problem
Why Salesforce + ServiceNow needs a governed process
Support sees a customer case while operations sees a service incident. Several cases may concern the same outage, yet teams create parallel tickets and ask one another for updates. Copying all comments between systems creates another problem: internal investigation details can enter customer-facing conversations.
Responsibility
How the systems divide responsibility
Customer-service record
Salesforce
Customer identity, account context, cases and customer-facing communication.
Operational incident record
ServiceNow
Incident diagnosis, affected service context, technical assignments and operational resolution.
Capabilities
What Nexus orchestrates
Pre-built action groups used in this pattern. Anything else runs through an API, protocol or database step, or Rules + Code, in the same workflow.

Architecture
One governed run across both systems
How work starts
Salesforce (SOQL polling), ServiceNow, webhook or schedule
A case requires operational investigation, or a change to an existing incident is ready to be shared with the linked customer-service records.
When a pre-built action does not cover it
Workflow patterns
What teams run across Salesforce + ServiceNow
01
Case-to-incident escalation
Validate the escalation category and service mapping, then create an incident or attach the case to an existing one.
02
Shared-incident linking
Associate related customer cases with the same operational issue so support can track affected accounts without multiplying incidents.
03
Controlled progress updates
Translate permitted incident states into customer-service updates. Exclude internal notes and unsupported resolution promises.
04
Resolution and reopening review
Return the operational resolution for support review and flag customer evidence that the issue persists instead of forcing both records closed.
Direction and ownership
Which way each change moves
Qualified Salesforce cases supply the context needed to create or link a ServiceNow incident. Selected incident progress returns to Salesforce. Customer messages and internal work notes remain separately owned, and several cases can reference one operational incident.
Salesforce ServiceNow
Case references, permitted customer impact details and the affected service context.
ServiceNow Salesforce
Linked incident reference, approved progress summaries and resolution information.
Control
Approvals and exception handling
Human approval
Sensitive incident details, customer-facing resolution statements and disputed escalations wait for the designated support or incident owner. The approved summary moves to the linked record; rejected text stays internal with the decision recorded.
Exceptions
- Unknown account or service mappings hold the escalation with the source case attached.
- Competing status updates follow field ownership rules and route unresolved conflicts to the case or incident owner.
- Updates carry linked references and origin checks to avoid creating a ticket or comment loop.
Security, audit and deployment
Every run leaves a reviewable record
- Original case, escalation reason and permitted impact context.
- Matching rules and the chosen case-to-incident relationship.
- Any reviewed communication, approver and decision time.
- Each destination update, response and resulting status.
Credentials for Salesforce and ServiceNow are held in the vault and used only by the steps that need them. Role-based permissions decide who can edit, approve and run the workflow. Nexus runs on premises, in private cloud or air-gapped, so the execution record stays inside your deployment boundary. Governance and audit

See this run against your Salesforce and ServiceNow
Bring the process you run today. We map which system owns what, where approval belongs and the steps each side needs, against your own Salesforce and ServiceNow, not a generic environment.
- The Salesforce + ServiceNow workflow built and run end to end.
- Where a person is asked to approve, and what they see.
- The execution record an auditor would read afterwards.
- What it takes to run this inside your own deployment boundary.

FAQ
Salesforce + ServiceNow questions
- Can several Salesforce cases link to one ServiceNow incident?
- Yes. The relationship can be many-to-one where several customers are affected by the same operational issue.
- Will all comments be copied automatically?
- No. Public updates, internal notes and attachments need separate sharing rules. Only the selected content crosses the boundary.
- Does resolving the incident close every customer case?
- Only if your service process explicitly allows it. The workflow can return the resolution for support validation while leaving customer cases open.
